T-Mobile & OpenAI Launch "IntentCX" AI to Slash Customer Churn

T-Mobile has teamed up with OpenAI to develop a new platform called IntentCX, aimed at understanding the root causes of customer churn — and taking proactive steps to retain users. The announcement was made by CEO Mike Sievert, who described the tool as a blend of AI, network analytics, and customer-facing insights that will also automate parts of the engagement process.

IntentCX collects and analyses data from network performance, app usage, and commercial parameters (billing, subscription behaviour, etc.) to detect patterns that often lead to dissatisfaction or service cancellations. The goal: not just to learn why customers leave, but to "prevent those problems" before they escalate.

In 2022, T-Mobile recorded about 3 million customer calls per week to its service centers — each one representing a possible failure in the customer experience. IntentCX will help reduce that number by figuring out which issues generate the most dissatisfied users.

Scheduled for rollout in 2025, the system will enable real-time intent and sentiment analysis, giving T-Mobile teams the chance to reach out proactively or even resolve issues behind the scenes (with customer permission). It's more than upgrading existing next-best-action tools — it's intended to reshape how T-Mobile interacts with its customers by transforming business processes to be more anticipative.

Data from T-Mobile's network, the "T-Life" app, commercial systems, and customer care will feed the platform. OpenAI will help in building the AI models, but customer data used will not feed back into OpenAI's base models — ensuring that privacy rules are respected.

Sievert also pointed out that the wireless industry has lagged on digitalization, particularly in deeply integrating data sources. IntentCX aims to bridge that gap, improve customer satisfaction, and ultimately help T-Mobile "earn every customer's business for life."
